Why it matters

Texting is the channel customers expect a quick answer on, and an unanswered thread is a missed call that leaves a written record. It usually comes from ownership rather than effort: a thread started by one person, continued after hours or over a day off, and quietly belonging to nobody. Unlike a missed call, the customer can see that the message was delivered, which makes the silence feel deliberate.

What to do next

Give every thread a named owner and a backup, answer with a person's name so the customer knows who they are talking to, and end the reply with a question that makes the next message easy. Decide out loud how after-hours messages are handled, and have someone work the overnight threads first thing rather than in the middle of the morning rush.

How to coach it

In the one-on-one, read the thread the way the customer read it, timestamps included. Silence looks very different on the screen than it does in a summary. Coach two things only: how quickly the first reply goes out, and ending every message with a question so the thread stays alive.

How quickly should a text be answered?

Fast enough that the customer is still thinking about the vehicle. Set a store standard, say it out loud, and review the threads that miss it.

Who should own a text thread?

One named person, with a backup for days off. Shared numbers with no owner are where threads go unanswered.

What about messages that arrive after hours?

Decide the rule in advance and work them first thing. A message from last night is still a live customer in the morning.
