Why it matters

This request is rarely a complaint about the technology. It usually means the conversation reached something the agent is not permitted to decide, such as a payment, a trade figure or a promise about a vehicle, and the customer can feel the edge of it. Handled well, it costs nothing and they never think about it again. Handled badly, it turns into the oldest complaint in the business: a wait, a queue, and telling the story a third time to somebody who does not know who they are.

What to do next

Send the handoff to a named person with everything already captured: the first name, the vehicle, the question and anything the agent promised. The rep opens by confirming they are a person, giving their name and saying what they already know, so the customer never repeats themselves. If nobody is free, say that plainly, give a callback window and keep it, rather than parking the caller in a queue. Decide in advance who receives handoffs in each hour, the same way you decide who covers the phones.

How to coach it

Play the first ten seconds after a handoff. A rep who opens with how can I help you has thrown away everything the customer already said, and they hear it immediately. Build the opening line together: name, what you know, one question. Then look at how long callers waited before a person picked up, because that number is a coverage decision rather than a rep behavior, and no amount of coaching fixes an hour nobody was assigned to.

Run this in a one-on-one, or on the roleplay card: the manager plays the customer, the rep takes the call, the feedback follows.

Confirm you are a person, show you already know why they called, and take the question the agent could not answer.

What good sounds like

"I'm a person, I'm Monica, and I'm here now. You were asking about payments on the gray one, and that part is mine, so let's get into it."

  1. You answered the question about being a person right away.
  2. You asked them to explain the call again.
  3. You gave your name in the first sentence.
  4. You did not tell them what happens if you cannot answer it either.

What should the rep have before picking up?

The first name, the vehicle, the question and anything the agent promised. If that does not arrive with the call, the handoff is not worth having, because the customer experiences it as one more transfer with a new voice attached to it.

What if nobody is free?
